Handling Complaints
Sep. 01, 2005

It’s a basic fact of life. Sometimes things go wrong. No mater how hard people try to do things right,
they sometimes do mess up.

When an error affects us, it often easier just to forget about it than to correct it,
but sometimes It’s necessary to speak up and complain to someone.

Of cause. Once in a while we may find ourselves on the receiving end of complain, too.
In either case, knowing what to say can help make the best of a bad situation.

Making and receiving a complaint.
Alice has just checked into a hotel in San Francisco. After going up to her room, she immediately calls the front desk.

Front desk.
This is Alice Givens, in 206.
Yes, Ms. Givens?
I am sorry to say that I am not completely satisfied with my room.
And I am sorry to hear that , Ms. Givens.
What is the problem with the room?
It just isn’t what I specified when I made my reservation.
And how is that ?
I asked for a room as far as possible from the elevator, facing away from the street.
But this room is right beside the elevator, facing the busy street.
Can you please move me to a different room?
Let me see what I can do.

Word Bank:
on the receiving end of 接受某事(投诉)
Sales assistants are often on the receiving end of customer complaints.

Declining to take action
(moments later)
Clerk: MS. Givens, I'm very sorry, but there are no other rooms of this size available.
Alice: Can you put me in a bigger room, then?
Clerk: I'd be happy to do that, Ms. Givens. We have a nice, quiet suite on the 10th floor.
Alice: That's great. Thank you.
Clerk: You're welcome. That will be an extra $50.
Alice: Excuse me? Are you telling me you're going to charge me extra to put me in a different room?
Clerk: I'm afraid so, Ms. Givens. The suite is larger, so the price is higher.
Alice: But you didn't give me the room I asked for in the first place!
Clerk: I'm looking at your reservation record.
There's nothing here about any special requests.

Insisting on better service
Alice: Well, I very clearly told your reservation clerk what I wanted.
She told me the room would be just as I requested. Since it isn't, you ought to fix things-at no extra charge!
Clerk: I have to go by our computer record, Ms.Givens. On that basis, there will be an extra charge for a larger room.
Alice: I'm sorry, but that isn't acceptable. People sometimes make mistakes, and in this case,
your reservation clerk did. So I hope you will do the right thing.
Clerk: If you don't mind, Ms. Givens, I'd like to have the hotel manager discuss this with you.
Alice: Please do. I'll wait here for his call.

Handling An Angry Person
Mr. Andrews is a high school math teacher. One day after school, Mrs. Wilson, the mother of one
20 of his students, comes to see him.
Mrs. Wilson: Are you Mr. Andrews, the math teacher?
Mr. Andrews: Yes. Can I help you?
Mrs. Wilson: (angrily) I certainly hope so. I'm Karen Wilson. Joey Wilson is my son, and you flunked
w him in math this semester. Perhaps you can explain why Joey got only 45!
Mr. Andrews: 1'11 do my best, Mrs. Wilson. Did Joey have anything to say about his low grade?
Mrs. Wilson: Only that he's finding math very difficult to understand this year.
Mr. Andrews: I understand how he could feel that way. The
material is becoming quite difficult.

Mrs. Wilson: The problem isn't the material.
Mr. Andrews: What do you think the problem is,then?
Mrs. Wilson: It seems it has to do with, well, your teaching style.
Mr. Andrews: Most of my other math students seem to be doing OK. Still, you may have a point.
Mrs. Wilson: Joey's never done this badly in math before.
Mr. Andrews: And I would certainly like to help him do better. Do you have any suggestions?
Mrs. Wilson: Not really. Do you?
Mr. Andrews: Well, it would be very helpful if you could make sure Joey does his homework.

Mr. Andrews: Not consistent/y.
Mrs. Wilson: I see. OK, I'll make sure he does it.

The World of Hip-Hop
Hip-hop is more than music. But what exactly is it?

Sep 5th

In recent decades, hip-hop has spread throughout the world, reaching from America all the way to Asia.
But where did it come from? And how did it develop?

Hip-hop first appeared in urban African-American communities.
But it has even deeper roots in West African musical traditions.
Slaves brought these traditions with them to the New World. During the 1970s in New York,
these African influences developed into hip-hop music. A decade later, hip-hop came to Los Angeles,
and from there became an international phenomenon.

But hip-hop is much more than music. For many African-Americans, it’s a way of life.
Hip-hop culture includes its own fashion and art. Hip-hop youth wear baggy pants and oversized athletic shirts.
Hip-hop artists paint elaborate “graffiti art” on walls and other property.

Hip-hop culture developed in communities troubled by crime and poverty.
And the music and art reflect these unfortunate origins. But for many musicians and artists, hip-hop is a key to success.
It helps them rise above the crime and poverty to achieve a better life.

The Coffee King
Howard Schultz has built a billion-dollar coffee company that cares about people

Sep 6th

Howard Schultz didn’t invent gourmet coffee. But he can be credited with making rich,
good-quality coffee popular across America, Asia and elsewhere.
Like wise, Schultz didn’t create the Starbucks Coffee Company.
But he did turn the small Seattle-based company into a billion-dollar enterprise.
Thanks to him, thousands of Starbucks coffee ships now dot the globe.

But Schultz is not only the king of coffee, He’s also a businessman with a big heart.
Starbucks employees know him to be uncommonly generous. And they praise him for treating workers with respect.

What makes Schultz so generous? Part of the answer can be found in Schultz’s family background.
His father worked hard at low-paying jobs all his life. He had no health insurance.
When he got hurt on the job, he had no worker’s compensation.

Schultz said he wanted to build the kind of company his father never got a chance to work for.
At Starbucks, Schultz offers full health benefits to all employees who work at least 20 hours a week.
Such benefits for part-time workers are almost unheard of in America.

The Coffee King

Growing the business

How did Schultz manage to build such a company?
He first joined Starbucks as the director of marketing and operations in 1982. At that time,
Starbucks was a successful, but rather small coffee bean company.
Unlike today’s Starbucks, it only sold beans and did not serve coffee in its stores.

Schultz envisioned turning the company’s stores into something similar to Europe’s coffee bars.
He wanted to make Starbucks’ stores a relaxing place where people could meet as they sip coffee.
When Starbucks owners rejected his plan, Schultz struck out on his own.

Schultz’s new coffee-bar business, called IL Giornale, turned out to be a big success.
In 1987, IL Giornale bought the Starbucks Coffee Company and took the Starbucks name.
Throughtout the ‘90s, Schultz opened hundreds of new stores across America. Then he went international.
Today, Starbucks has more than 9,000 stores in over 30 countries.

Starbucks has given a lot back to communities, too. The company has built schools and healther clinics.
It has sponsored literacy programs and community clean-ups.

Schultz has made a lot more than just money. He has created a company that cares.

Spotlight on Heidelberg
Discover the charm of one of the most popular cities in Germany

Sep 8th

In 1878, famous American author Mark Twain visited Germany, seeking inspiration for his writing.
He planned to stop in the enchanting university town of Heidelberg for one day.
He ended up staying for three months. Twain fell in love with Heidelberg.
It sat pretty as a picture on the scenic River Neckar. A huge castle loomed above the town.
And active university students filled the streets and inns. What more could he ask for?

The Heidelberg Twain fell in love with still exists—and you won’t want to miss it.

Heidelberg, with its picturesque Old Town, has plenty of charm.
It was one of the few German cities not bombed in World War II. Buildings from the late Middle ages still stand today.

The city’s most important sites lie in the Aldstadt, or Old Town. Visit the Market Square in front of the city hall.
Twice a week, an open-air market operates there. Other days, the square is filled with sidewalk cafes.
One the other end of the square stands the Holy Ghost Church, a beautiful church built in the 1400s.

University town

Part of the town’s charm is the University of Heidelberg. Founded in 1386, it is the oldest university in Germany.
Busy students, about 25,000 of them, still fill the town’s streets.
The university itself doesn’t occupy a certain area of town—its buildings are scattered all over.

In the old part of the city, visit the Studentenkarzer—the student jail.
Here, unruly students were held for short periods of time until 1914.
The walls and ceiling are covered with graffiti and drawings from student prisoners.

You’ll definitely want to explore Heidelberg’s world-famous castle, high on the hill above the city.
While the castle mostly stands in ruins, it’s still one of the nicest castles in Germany.

Among the ruins, you’ll find the palace of Fredrich IV, built form 1601 to 1607.
These rooms have been completely restored. Be sure to visit the cellars of the castle, too, and see the Great Cask.
This huge barrel built in 1751 can hold more than 200,000 liters of wine!
On summer evenings, concerts and musicals are performed in the castle courtyard.

Biking the Neckar Valley

Near Heidelberg you’ll also find some of the best biking in Germany.
Biking is quite appropriate here since one early developer of the bicycle studied in Heidelberg University!

A scenic bike path follows the entire length of the Neckar Valley.
Rent a bicycle in Heidelberg and pedal up or down the river until you find a good spot for a picnic.
More serious bikers can travel the whold path. It ends where the Neckar enters the Rhine near Mannheim.
Along the way, you’ll pass many castles, vineyards, country inns and beautiful old towns.

Those who want to bring home souvenirs for friends and family will find plenty to choose from in Heidelberg.
The city has Europe’s longest pedestrian zone, the Hauptstrasse!
You’ll find shops offering a wide assortment of handicrafts from around Germany.
Plan to take your time wandering down the street. If you have a sweet tooth,
stop in at the Café Schafheutle for coffee and cake. It’s the best in Heidelberg.

Unlike Twain, you probably can’t spend three months in Heidelberg. But make the most of the time you have.
You’ll enjoy every minute!

Creating your own style
How to pick a clothing style that express who you are
09-12
Have you ever bought something trendy, worn it once, and then found it wasn’t cool enough to wear again?
Fashion changes so quick it is difficult to keep up. The question is, do you have to?
Fashion critic Donna Malneek writes, “Creating your own individuality is more important than looking fashionable,
and with your own style, you will be fashionable.” That’s because your unique personality is timeless.
Do you want to find your own unique style? Try the following tips.
Be comfortable and confident
I use to try to keep up with fashion trends. I would stuff myself into hip-huggers or wear long, flowing skirts.
I loved how other people looked in those fashions, but I clearly did not look right in them.
They weren’t styles that flattered my body type. So instead of looking trendy, I looked uncomfortable.
And looking uncomfortable made me look terrible!
So I decided to buy clothes that feel comfortable. When I wear comfortable clothes, I feel more confident.
When I feel confident, I look more attractive. Everyone does!

Talk about it.
How would you describe your style? Why do you choose to wear the clothes your wear?

How to pick a clothing style that express who you are
09-13
Dress how you feel
For me, clothing is like art. I’m drawn to clothing that expresses a part of my personality.
Certain playful paterns are good for days when I feel lighthearted.
Dark reds and purples are bold colors that make me feel strong and sassy.
When my clothes express my feelings, I’m more excited about wearing them.
Find colors that match your skin tone
Like me, many Asians look best in bold colors. It’s amazing how many compliments I get when I wear colors like bright green.
Find the colors that look best on you.
Love yourself
It may be a cliché, but it’s true: your best accessory is confidence.
Being comfortable with who you are inside is extremely attractive on the outside.
Love yourself, and dress for yourself. Then it won’t matter what everyone else is wearing.
The most important thing about your clothes is that you like them. If you can capitalize on the latest trend, great!
If not, don’t worry. Fashion trends come and go. But by knowing what looks and feels best on you,
you can always be in style.

Talk about it.
Discuss which colors and styles flatter you

Unfriendly chat(1/2)
How good are you at doing the right thing? Here’s an opportunity to put your wisdom to work.
If you were in the following situation, what would you do?
09-14
Laura White is a member of an online discussion group. She and the other members chat about their
favorite pop singers almost daily. Recently, a new member has joined the group. This person, who calls herself Bertha,
is very smart and funny. She is also quite aggressive and rude toward Laura. Whenever Laura posts her views,
Bertha responds with clever, mean comments.
Yesterday, Laura told the group about a pop concert she recently attended. She really enjoyed the event.
But Bertha’s reply suggested that Laura had wasted her time and money. For Laura, this was the last straw.
If you were Laura, what would you do? Would you do this?
Decision 1
(Laura discusses the situation with friend and discussion group member Winnie.)
Laura: This bertha really bothers me. She’s so nasty to some people, especially me.
Winnie: she bothers me, too. I guess she’s just trying to be witty.
Laura: That is the problem, Winnie. Bertha is witty. She’s very smart, and she knows it.
Winnie: So say some witty things right back to her.
Laura: I’m not very clever, though. She’d make me look like a fool.
Winnie: Why worry about it? I’m the only discussion group member who knows who you are.
Laura: Then I don’t have much to lose, do I?
Winnie: You have nothing to lose. It’s time someone flamed Bertha for a change. Your computer’s waiting.
Laura: And I’m really-I think!

Unfriendly chat(2/2)
How good are you at doing the right thing? Here’s an opportunity to put your wisdom to work.
If you were in the following situation, what would you do?
09-15

Or would you do this?
Decision 2

Laura: I wish someone would put Bertha in her place!
Winnie: Maybe that someone should be you.
Laura: Oh, no. No way. I’m not going to try flaming Bertha. She’s much too clever for me. Besides,
I’m a friendly person. I don’t like being nasty.
Winnie: But you can’t just let her keep criticizing you are the way she does. You need to stand up to her.
Laura: How do you suggest I do that?
Winnie: You could say what they taught us in school to say to bullies.
Laura: You mean, “I don’t like it when you are unkind to me. Please stop it.”
Winnie: Exactly. Who knows- maybe other discussion group members will write to support you. I will.
Laura: OK. It’s worth a try.

Or would you do this?
Decision 3
Laura: I’m going to quit the pop music discussion group. I can’t stand having all my posts shot down by Bertha.
Winnie: you can’t do that, Laura! Bertha will think she’s won. She’ll think she’s driven you away.
Laura: Well, it’s true she’s driven me away. But she shouldn’t think she’s won anything.
I’ve never tried to argue with her or make her look bad. I’m no fighter, you know.
Winnie: Maybe you should at least try to gently explain yourself first.
Laura: No, thanks. I’ve seen how it goes with people like Bertha.
The situation just keeps getting worse until you are total enemies.
Winnie: So are you at least going to say goodbye to he discussion group?
Laura: Nope. I’m not saying another word.

Success in Facing Your Fears (1/2)
09-16
A psychologist once said, “If you’ve conquered every one of your fears, congratulations—you’re dead.”
This humorous quote points to a simple truth: No one can escape fear completely.
Fear, however, can be a good thing. It is a natural, healthy reaction to danger.
But sometimes we are afraid of things that aren’t dangerous. You might fear public speaking, failing a test,
or being rejected. These unhealthy fears can keep us from fulfilling our dreams.
So how can we successfully face our fears? Try these suggestions:
Admit your fears
The thought of living your whole life hiding from your fears is truly scary. If you don’t want to live this way,
you must first admit what you fear. Then share it with someone you trust.
Perhaps you worry that others would look down on you if they knew what you fear.
But you might be surprised how many other people share the same fears.
Learning you are not the only one who fears something will give your self-esteem a boost.

Word bank:
conquer 克服
We can never completely conquer hunger. Our world will always have hungry people.
humorous 幽默的
This is a very humorous book. It really made me laugh.
look down on someone 轻视某人
Jane’s mother looks down on her boyfriend because he never went to college.
self-esteem 自尊心
Tim is smart and good-looking. I don’t understand why he has such low self-esteem.

Success in Facing Your Fears (2/2)
09-17
Put thing in perspective
Ask yourself, “What is the worst-case scenario?” This question can help you gain perspective.
If you think about it, the worst might not be that bad, after all. If you fear entering a contest,
the worst that can happen is that you’ll lose. If you fear talking to new people,
the worst that can happen is that you’ll be rejected.
These are painful experiences. But the regret of having wasted too many of life’s opportunities can be even harder to bear.
You will never know that you might have accomplished.
Take baby steps
Finally, take small steps toward conquering your fears. If you fear public speaking,
don’t try to give a presentation in front of hundreds of people. Start by giving a small talk to a few people.
If your talk doesn’t go well, try again. Persistence is one of the keys to success.
You might never completely conquer your fear of certain things.
But what is important is that you can bring yourself to do what you fear.
True bravery is feeling scared but doing what you have to do anyway.

Word bank
bear 忍受
I couldn’t bear to see the homeless puppy suffer. So I took him home with me.
bring oneself to do something 鼓起勇气做某事
I love this old car so much that I can’t bring myself to sell it.
bravery 勇气
Denny showed a lot of bravery when he admitted he was wrong and apologized.

Do these comments sound like your typical calssroom? Probably not. These accounts come from students studying in "adventure classrooms." An adventure classroom is a unique type of school that provides hands-on
learning experences. Students and teachers travel together for a program in discovery and exploration. Here are three popular adventure classroom programs that are available to high school students:

Australia Short Program
This three-week course begins with several days at a university in Brisbane or Cairns.
Students then spend the next two weeks on a study tour of Queensland. Known for its sunny beaches, rain forests and remote outback, Queensland provides a rich learning

African Safari Program
Kenya’s stunning wilderness becomes the classroom for students in the African Safari Program. The five-week course is set on the beautiful 20-acre campus of United States International University in Nairobi.

University professors combine classroom instruction with hands-on experience to teach wildlife management. In addition to class work, students take trips to famous places such as Mt. Kilimanjaro and Victoria Falls. Students also experience African culture through trips to local villages and Nairobi’s city center. But for most students, the safaris are the highlight of the course.

The program includes three or four safaris.
During each safari, participants camp outdoors for up to six days. One of the most poplular destinations is the Masai Mara Game Reserve. An amazing collection of wildlife lives on the reserve.

Students study elephants, zebras, giraffes, rhinos and other exotic animals in their natural habitat.
Those who take the course gain many wonderful memores and a greater appreciation for the earth’s natural resources. Students earn eight college credits for the program. The cost of tuition is US$4,950.

Sea Education Association (SEA)
The SEA program is a one-of-kind opportunity where students live and learn aboard a tall ship. The course combines ocean research with instruction and personal experience in sailing.

After careful instruction, both on shore and at sea, the participants begin practicing what they’ve learned. Everyone on board takes turns operating and navigating a 134-foot sailing ship. It’s the adventure of a lifetime!

High school students can choose from three programs in different locations, each about three weeks long. College credit is awarded, and the cost is US$3,600.

Life at sea is nonstop, so everyone is assigned to a watch. During that time, students work in the lab, in the kitchen, on deck or in the engine room. Each watch group includes eight people who rotate throughout a 24-hour schedule. They learn how to live at sea and how to work together as a team.

Is an adventure classroom for you? If the idea of learning through adventure interests you, you might want to apply. It would certainly be an experience you would never forget!

When Yanar Mohammed was a teenager, she asked her grandmother to tell her 'love story." Her grandmother's response shocked Yanar's girlish notions of romance. She told Yanar she had been forced into marriage when she was 14. She had tried to run away, but her family found her and made her return to her husband.

"Imagine being married by force and having five children with a man you despise," says Yanar, now in her 4Os. "It cannot happen again. But if you look at the streets now .... it is happening."

In the 1960's and 70's, Iraq's laws protected women's rights to education and the choice of their own husband. Saddam Hussein began attacking these rights when he came to power. When Saddam was overthrown in 2003, many people thought the situation for women would improve. But the resulting lack of security actually made conditions even worse for them.

Since the fall of Saddam, domestic violence has been increasing. So have "honor killings"—the murder of a woman by a family member because of something "dishonorable" she has done.

Fighting back
To combat these problems, Yanar and several other women formed the Organization for
Women's Freedom in Iraq (OWFI) last year, OWFI has established two women's shelters.
Yanar claims these shelters have saved the lives of over 250 women.

The shelters have been harassed with violent threats, and Yanar admits they worry about being attacked. But the workers there are willing to take the risk because many of them were once victims of domestic violence themselves. The shelters "issue a loud statement that, violence against women cannot go on any longer," says Yanar.

OWFI also publishes a newspaper called Equal Rights Now. A former artist and architect, Yanar is the editor of the paper. She has been ordered to appear in court for publishing an article saying women should net be forced to wear a veil. She has also personally received death threats.

Yanar thinks this is a crucial time for Iraqi women. "1 don't want to take us back to the time of my grandmother," she says. "It depends on us whether we resist or not."

Wed.
I used to joke that the first peerson I ever met., after my parents, was Ellie Oswald. Ellie was the daughter of our nex-door neighbors, and our mothers introduced us before we were a month old.

We went to the same school, and we spent nearly all our free time with each other. We confided in each other about eveerything. We knew each other so well that we could communicate without uttering a word. So certain and familiar was my friendship with Ellie that I never thought of it, it was just my life.

It was aaround eighth grade that my classmates began rebelling_girls and boys dationg, shoplifting, somking cigarettes. Such activity made me uncomfortable. Ellie and I had both always done well in school, and I valued my teachers' approval. And I definitely didn't want to get into trouble with my parents. Besides, cigarettes smelled bad and made you cough.

But I could feel how my lack of interest in misbehaving began to separate me from my friends-including Ellie, When I tried to talk about this with Ellie, she would simply say, "Things are changing, Caroline."

Losing Ellie
One Saturday, I was at the grocery store when I saw a classimate named Melissa. She pulled me aside and whispered, "Is Ellie OK? From last night."

My heart was punding. "What happened last night?"
"You don't know?" "Well, I guess there was a party and everyone was drinking. ellie fell down the steps and cut her forehead. I heard she had to get stitches." Melissa squinted at me. "I can't believe you don't know this."

My mind was full of questions. How had I not known about this? Had I not been invited to other parties? Since when had Ellie been a drinker?

When I called Ellie, she sounded defensive. "It wasn't a party, " she said. "It was just a few people. And I didn't have to get stitches."

Do your parents know? Something really bad could have happened," I said.
"But it didn't," she replied. "So chill out."
That was the moment, those were the words-so chill out-that made me know for certain that things between us had changed. And sure enough, Elliesoon made some excuse to get off the phne. I had lost her.

I still saw Ellie in class, but whenver I glanced over at her, her gaze was averted.

The consequences of being yourself
Throughout most of high school, I was incredibly lonely. My resolve not to drink or smoke or lie to my parens caused me a lot of pain. So maybe it's surprising that as I look back, I don't regret any of it. I know now that the consequences of being yourself are never worse than the consequences of not being yourself.

I spent much of my high-school years studying, and it paid off when I got into my first-choice college. And it wasn't until college that I once again had friends with whom I felt a true sense of connection.

As for Ellie, the last time I saw her was the summer I graduated from college, I knew she had quit college to work, and soon after, became pregnant.

"When are due?" I asked. September." Her voice was flat.
I was afraid to ask, but I was pretty sure she wasn't married.

I wanted to tell her, "You'll be OK, Ellie! I remember how smart and strong and fun you were. I know that you can put your life together again. "But every time I looked at her, she was looking away--staring hard at something I couldn't see.
